Energy & Utilities

Utility customers,
vulnerability first.

Most contact with an energy or water supplier is about a bill, a meter read or a move. Some of it is from someone who cannot afford to heat their home or relies on power for medical equipment. The system is designed around finding those people.

The shape of the problem

Utility billing is complicated in ways customers feel directly: estimated reads, tariff changes mid-period, standing charges, smart meters that stopped sending data, back-billing. A good answer needs the account, the read history and the tariff from SAP IS-U, Oracle Customer Care and Billing, Kraken or Gentrack, not a generic explanation.

The regulation is about protecting people. In Great Britain, Ofgem’s rules on treating customers fairly, the Priority Services Register and limits on back-billing shape what a supplier must do. In the EU, the Electricity Directive (EU) 2019/944 sets consumer and vulnerable-customer protections that member states implement. An automated channel that resolves bills quickly but misses a customer in difficulty fails the test that matters.

What it handles and what it refuses

01

Bills and meter reads

Explaining a bill line by line from the account, taking and validating reads, correcting obvious estimates within your rules, and spotting a smart meter that has stopped communicating.
02

Moves, tariffs and payments

Home moves, direct debit changes and tariff questions handled end to end in the billing system, with every change confirmed to the customer in writing.
03

Vulnerability and difficulty

Signs of financial difficulty, health dependence on supply, bereavement or distress route to trained staff with the conversation attached, and prompt a Priority Services Register offer where it applies.
04

Not: debt and disconnection decisions

The system never agrees a debt write-off, decides on a prepayment meter or acts on disconnection. Those decisions are regulated, and a person makes them.

Vulnerability is screened before intent. A customer asking about a direct debit who mentions they cannot afford the heating is routed as a customer in difficulty.
Questions

Questions about Utility Customer Operations.

Can an AI chatbot handle energy supplier customer service?

A well-integrated one can resolve a large share of routine contact: bill explanations, meter reads, moves and payment changes. The condition is that it works from the customer's real account in the billing system and hands anyone in difficulty to trained staff. A chatbot answering from generic help articles tends to frustrate customers and miss the contacts that matter most.

How does it identify vulnerable customers?

It screens every contact for signals of financial difficulty, health dependence on supply, bereavement, distress or a request for help, before working out what the customer wants. The threshold is deliberately low, so some contacts are routed unnecessarily. That cost is accepted because missing a customer in difficulty is a regulatory and human failure.

Which billing systems does it integrate with?

The common ones are SAP IS-U and S/4HANA Utilities, Oracle Customer Care and Billing, Kraken and Gentrack, plus CRM layers such as Salesforce. The integration is usually most of the build, and it is where the realistic timeline is set.
